XT Exchange at Eight: Experienced Users Are Raising the Standard for Service

At XT Exchange’s Chinese-language eighth-anniversary X Space, Key Accounts head Lily reflected on why experienced customers increasingly judge an exchange not only by markets and liquidity, but by the quality of the relationship around them.

As crypto users become more experienced, the standard they apply to an exchange changes with them.

Access to markets, liquidity and reliable execution remain fundamental. But for customers who know how trading platforms work, those qualities increasingly sit alongside another question: what happens when they need the platform itself to respond?

“Our clients have become more professional,” said Lily, who leads key-account service at XT Exchange, during the platform’s Chinese-language eighth-anniversary X Space.

She described customers whose needs had become more varied and whose understanding of the market had grown more sophisticated. Some encountered new developments before the teams serving them did. They knew what they wanted, compared experiences across platforms and expected an answer that took that knowledge seriously.

That changes the role of service.

A support interaction is no longer simply about replying to a question. The person answering has to understand what the user is trying to resolve, know what the platform is doing and connect the two clearly enough for the explanation to be useful.

Lily illustrated the point with a client who contacted the team while waiting for a large withdrawal. From the customer’s perspective, the immediate question was simple: where are the funds, and what happens next? From the platform’s side, larger withdrawals could involve checks intended to confirm the person making the request.

Both sides were looking at the same transaction, but from different positions.

The value of service in that moment was not to make the process disappear. It was to explain what was happening, understand why the customer was concerned and give that person a clear sense of what could be done next.

For Lily, that kind of interaction matters because customer trust is rarely created in a single conversation.

“It takes sustained service, consistent delivery and professionalism for clients to become willing to trust your platform,” she said.

That distinction is especially important for experienced users. An event, campaign or conversation may create initial contact, but a longer relationship is built through repeated experience. Stability and liquidity matter, but so does whether a customer can reach someone who understands the issue, takes responsibility for helping and gives an answer that matches what the platform actually delivers.

Promises become meaningful when users repeatedly see them reflected in the service they receive.

Lily also argued that the principle extends beyond key accounts. Ordinary users may interact with a platform differently, but they can still judge whether information is clear, whether support is professional and whether the response they receive actually helps with the problem at hand.

Each interaction becomes part of the evidence on which the next decision to use the platform is based.

That gives service a larger role as an exchange grows. XT began in 2018 primarily as a crypto trading platform. Eight years later, the range of markets and services available through the account has broadened, and the questions users bring with them have broadened as well. More capability creates more points at which a platform has to explain itself clearly and deliver consistently.

For an exchange entering its ninth year, that makes service part of the product experience rather than something that sits behind it.

The next stage of growth will not be defined only by what a platform can add. It will also be shaped by whether users feel that the organization around those products understands their needs well enough to support them.

That is one meaning of Build the NeXT: as users become more experienced, the platform serving them has to mature with them.
